When Should an AI Bot Hand a Conversation to a Human?

Good automation is not defined by how long it can keep a customer away from a person. It is defined by whether the customer reaches a correct resolution with reasonable effort. This makes escalation one of the most important design decisions in an AI support system.
A human handoff may be appropriate when the AI is uncertain about the customer’s intent, when the issue involves a sensitive account action, when multiple attempts have failed, when the customer explicitly requests a person or when policy requires human approval.
Emotion and risk can also matter, but these signals should be used carefully. A negative message does not automatically require escalation, and a calm message can still describe a high-impact problem. The decision should combine conversation context, business rules and system confidence.
A strong handoff also transfers context. Customers become frustrated when they explain the entire issue again. Ideally, the human agent receives a concise summary, the actions already attempted and the relevant customer information so the conversation can continue rather than restart.
