AI customer-service systems often generate several labels for the same conversation. Three of the most common are intent, sentiment and escalation risk. They describe different things and should not be treated as interchangeable.
Intent is about what the customer is trying to accomplish, such as changing an address, cancelling a subscription or disputing a charge. Sentiment describes the apparent positive, neutral or negative tone of the interaction. Escalation risk estimates whether the conversation may require additional attention, authority or human intervention.
A customer can have a negative sentiment without needing escalation. Someone may say, “I’m disappointed that the parcel is late, but can you tell me the new delivery date?” The intent is order tracking, the sentiment may be negative, and the escalation risk may still be low.
Keeping these signals separate makes automation more useful. Intent can route the request, sentiment can influence tone and prioritization, and escalation risk can determine when a supervisor or specialist should become involved.
